AI has fundamentally changed what customers expect from their bank. Generic notifications and broad marketing campaigns no longer feel personalised and customers increasingly expect financial experiences that understand their context, anticipate their needs and help them make better decisions. 

Yet this isn’t a new ambition. More than a decade ago, banking was already talking about personalisation as the future.  

Back in 2014, personalisation in banking was widely seen as the next frontier. 

Other industries, particularly e-commerce, had already set the standard. Companies like Amazon were using customer data to deliver highly relevant, curated experiences, and consumers were beginning to expect the same level of personalisation from every digital service they used. 

Banking, however, lagged behind. 

Despite having access to vast amounts of rich transactional data, most financial institutions were still focused on delivering core digital capabilities – payments, transfers, account management – rather than using that data to create meaningful, personalised experiences.  

The opportunity was there, the question was whether banks could deliver on it.  Twelve years later, where do we stand? 

 

Personalisation in banking in 2014: high potential, limited execution 

In 2014, digital banking was already well established, but largely transactional. 

Most banks offered a comprehensive set of online and mobile features, yet the experience itself remained largely static. Personalisation, where it existed, was typically limited to: 

  • Basic segmentation in email or SMS campaigns 
  • Generic product offers 
  • Early personal finance management (PFM) tools with limited engagement 

There were several barriers holding banks back: 

  • Technology limitations – real-time data processing was still emerging 
  • Organisational silos – data and channels were disconnected 
  • Regulatory concerns – uncertainty around data usage and privacy 
  • Capability gaps – lack of expertise in analytics and personalisation 

The result was a gap between what banks could do with data and what they were actually delivering to customers. 

What changed: the rise of mobile, data, and AI.

 

Over the past decade, three major shifts have transformed the landscape of digital banking personalisation. 

  1. Mobile became the moment of engagement – Instead of interacting with customers once a month through statements, banks suddenly had hundreds of opportunities every month to engage customers inside their mobile app. 
  1. Data became operational – Banks stopped collecting data purely for reporting and started using it to trigger decisions, recommendations and journeys. 
  1. AI became orchestration – Rather than simply predicting behaviour, AI can now determine what should happen next for each individual customer in real time. 

 

Personalisation is now expected, not optional 

Today, personalisation is no longer a differentiator, it is a baseline expectation. Two-thirds of banking leaders (65%) believe customers will switch banks within the next two years if their expectations are not met. 

Customers expect their bank to understand their financial situation, provide relevant, timely insights, and help them make better financial decisions. Together this has led to the rise of personalised digital banking experiences such as: 

  • Real-time spending insights 
  • Cash flow alerts 
  • Savings goals and progress tracking 
  • Contextual rewards and offers 
  • Proactive financial guidance 

Banks that deliver these experiences effectively see stronger customer engagement, higher activation, and deeper relationships. 

 

Why many banks still struggle with personalisation 

Despite significant advances in digital banking, many institutions continue to struggle to translate data into meaningful customer engagement. Too often, efforts remain anchored in isolated campaigns rather than continuous, connected customer journeys, with personalisation still driven by broad segmentation rather than true one-to-one relevance. At the same time, siloed systems and fragmented data limit banks’ ability to act on insights, while a lack of real-time decisioning means opportunities to engage customers in the moment are frequently missed. 

These challenges are reflected in industry-wide performance. Only 12% of banking leaders believe their institution excels at meeting modern customer expectations, with particularly weak performance in consistent omnichannel experiences (30%), relevant and personalised engagement (23%), and proactive financial guidance (22%). In fact, 26% of C-suite respondents identify personalisation and relevance as their weakest capability. 

 

From marketing to meaning: the shift to financial guidance 

One of the most important evolutions over the past 12 years is how personalisation is used. In the early days, the focus was largely on marketing and cross-selling, using data to push more relevant product offers. 

Today, the most effective strategies go much further. Personalisation is increasingly used to: 

  • Improve financial literacy 
  • Encourage positive financial behaviours 
  • Support customers through key life moments 
  • Deliver proactive, contextual guidance 

This shift reflects a broader change in digital banking, from transactional services to relationship-driven experiences. 

 

Getting personalisation right without losing trust 

While technology has advanced significantly, one challenge remains constant: trust. 

Delivering personalised experiences requires a careful balance. Too little personalisation, and the experience feels generic and irrelevant. Too much, or done poorly, and it risks feeling intrusive. 

Customers don’t reject personalisation, they reject experiences that don’t deliver clear value. 

 

From personalisation to Deep Banking 

As we look forward, and as personalisation matures, new challenges will emerge. In many instances, delivering isolated insights or targeted messages is already no longer enough to meet rising customer expectations. 

What customers increasingly expect is something deeper, not just information, but guidance. Not just engagement, but meaningful interaction.

Twelve years ago, personalisation in banking was an opportunity to be seized, and today, it is a necessity to compete. 

The gap between leaders and laggards is no longer defined by access to data, but by the ability to use it effectively. The ones that invest in real-time, AI-driven personalisation are not just improving customer experience, they are driving measurable outcomes in acquisition, engagement, and retention. 

The question is no longer whether banks should personalise, it is how effectively they can do it at scale.
